道歉信，英文中称为 letter of apology，是由于某事向某人表示歉意的信件，通常是由于自己的过错或不能履行承诺等而做出的道歉。写作时，一定要态度诚恳，提供合理的理由，并需在解释完原因后，尽可能提供一个合适的补救办法。道歉信曾在2008年英语(一)的小作文中考查过。作为英文应用书信的一种，道歉信非常符合考研英语的考查要求，既可考查考生的英语书面表达能力，尤其是应用文的英语表达能力，又可考查到考生对内容要点的归纳、概括、表述能力。一般来说，在考研英语中，道歉信主体部分的写作可按照三个步骤进行，即“三步走”策略。接下来就以题目为例，具体解析一下这个策略。例题：

处于风浪尖口的三鹿、伊利、蒙牛等厂商, 在被曝光之后, 纷纷以“郑重承诺”的形式, 对消费者发布了自己的道歉信。然而, 这些道歉信不但没有安抚或者平复消费者的情绪, 反而搅起了消费者更多的怒气, 形成了新一轮的危机。究其原因, 是这些厂家道歉有诸多不当之处。

一、道歉策略

“道歉是用来挽救、补偿被冒犯者面子的言语行为。交际者冒犯了别人是因为他违反了社会准则或未满足对方的期望。冒犯行为包括开会迟到、打错电话、忘了带书或没有向路过的熟人打招呼等。”

许多学者对道歉策略 (apology strategy) 进行过深入的研究。本文引用贾玉新“将道歉策略分为7种 (其中将“拒绝道歉”作为策略0) :策略0:冒犯者拒绝道歉;策略1:轻化自己的冒犯程度;策略2承认自己的责任;策略3:说明理由;策略4:直接道歉;策略5:采用弥补手段;策略6:下保证;策略7:对被冒犯者表示关心。”

二、道歉策略选择的制约因素

语言之外的因素决定道歉策略的选择。实现道歉策略的语言形式也随语境因素的变化而变化。社会语言学家和语用学家根据其调查研究认为道歉策略的选择主要受社会因素的制约。有如下因素:

1. 冒犯者与被冒犯者之间的社会距离。

2. 冒犯者与被冒犯者之间的相对权势。

3. 冒犯者与被冒犯者之间相对的权利与义务。

4. 冒犯者与被冒犯者双方的性别。

5. 冒犯行为的严重程度。

三、道歉策略在个案中的体现及分析

三鹿集团的公开信, “道歉”的技术显得十分“幽默”, 极具“智慧”:“涉嫌向我公司原奶中添加三聚氰胺的案件已经取得重大进展……真诚感谢公安部门夜以继日、不辞辛苦地快速侦破案件。”本应是“道歉信”, 却成了“表扬信”。这就是“深深的歉意”所展现的“深深的魅力”。

再看伊利集团致亲爱的妈妈们的一封信:国家质检总局检测出三聚氰胺的“儿童奶粉”在伊利产品中比例实在微不足道。况且这个批次的“儿童奶粉”, 只“含有微量三聚氰胺”。伊利的“道歉”显得特温情, 特人性, 其大意是:“我们已经将检测出含有三聚氰胺的那款儿童奶粉全部收回, 请妈妈们放心!市场上销售的所有伊利婴幼儿和儿童奶粉都是放心合格的, 请妈妈们放心!”。可以看出, 伊利是在试图把过往的伤害、责任一笔勾销, 以“希望妈妈们继续给伊利信心”。伊利的“道歉”更像是一种营销策略。

再分析蒙牛集团的致歉信。蒙牛共有121批次液态奶被抽检, 其中有11批次被检出含有三聚氰胺, 绝大部分计110批次未检出含有三聚氰胺。国、欧洲、中国卫生部的专项调查和科学评估也表明:蒙牛中几个批次不合格产品中的“三聚氰胺”非常微量。首先强调自己被检出含有三聚氰胺的产品才11个批次;第二强调自己的销售额很少;第三强调自己产品含有三聚氰胺非常微量。紧接着, 引用美国、欧洲, 国家卫生部所谓的专项调查和什么科学评估, 来保证那些个所谓的名牌企业的产品不用检验。

由此看来, 道歉的最终目的还是要你买它的产品。他们自己的真面目还是暴露出来了, 这封致歉信, 实质上就是一则彻头彻尾的广告而已, 并且是以致歉信的名义打出的。

总结起来, 这些道歉信存在的共性问题可以归纳为:

第一, 不肯直面自己的过错。虽然厂商的公开信都在开头对消费者进行了道歉, 然而他们却并没有直接承认自身出现的问题, 或者说没有认错。

第二, 辩解太多, 试图左右消费者对此类事情的判断。消费者最想知道的, 是自己使用的产品是否存在有害成分;如果存在有害成分, 含量又有多少。至于这些是否构成人身伤害, 厂商不适宜帮助消费者判断, 应该是医疗部门等第三方公正的部门来告知消费者。在消费者对整个行业都产生信任危机的情况下, 辩解反而会加重消费者的怀疑情绪。

第三, 姿态过于官方。在政府部门介入有毒婴儿奶粉调查后, 出台的对应政策就是“问题产品全部召回, 免费对患儿实施救助。”三鹿、伊利、圣元三家企业道歉信中的主要举措之一就是召回奶粉, 与官方非常相似, 使得对厂商怒气冲冲的消费者看来, 这样的道歉信并无多大意义。

第四, 对消费者未来的担心考虑不足。对消费者而言, 他们现在所关心的就是已购买和已经食用产品到底有没有被污染, 其污染程度有多深;另外受到有毒奶侵害后, 将来有后遗症谁来负责。而这, 关系到这个品牌未来的生死存亡。可惜, 问题厂商的道歉信中, 除了蒙牛外, 并没有过多涉及消费者的这两大心病。

四、结论

在消费者信心近乎崩溃的时候, 道歉也是一门艺术。需要彻底的自我反省、防止过多的辩解、对目前伤害拿出比政府更多的诚意以及尽量解除消费者未来的担忧。当然信心重建更要看企业未来的表现, 不是一封道歉信就能涵盖, 但这也是信心重建的开始。

总之, 道歉不仅是为了表现礼貌的周全和良好的教养, 更是为了维持人际关系的和谐。尊重他人权益也是维护个人权益的一个组成部分。要别人尊重自己, 自己首先应尊重别人, 该道歉时就不能含糊, 要勇于道歉。给自己也给他人创造一个和谐的社会环境。
